What is Speed of Answer?

Speed of Answer (SA) is the average time it takes for a support agent to answer an incoming customer call, from the moment the call enters the queue.

When customers call for help, every second they wait shapes their perception of your team. Speed of Answer gives support managers a clear, trackable number: how long does it actually take your team to pick up? That number tells you whether your staffing levels match your call volume, and where delays are costing you customer confidence.

Why Speed of Answer matters

A long wait time is often the first sign that something is off. Customers who sit on hold before anyone answers are already frustrated before the conversation starts. That frustration raises the stakes for every agent who picks up.

For support leaders, Speed of Answer is an early warning signal. A rising average points to understaffing, poor scheduling, or a spike in call volume that your team is not equipped to absorb. Catching that trend early means you can act before it shows up in your Customer Satisfaction Score.

Tracking Speed of Answer alongside metrics like First Response Time and Average Handle Time gives you a fuller picture of where time is being lost across the support journey.

How to calculate Speed of Answer

Add the time to answer for every call in a given period, then divide by the total number of calls answered.

Speed of Answer = (Time to answer call A + Time to answer call B + ... + Time to answer call N) / Total number of calls answered

Example: Your team answers 3 calls in an hour. Call A is answered in 20 seconds, Call B in 35 seconds, and Call C in 15 seconds. The Speed of Answer for that hour is:

(20 + 35 + 15) / 3 = 23.3 seconds

That 23-second average tells you your team is performing close to the 25-second benchmark many support teams use as a target.

What a good Speed of Answer looks like

Most support teams aim to answer calls within 20 to 30 seconds. A common target is 25 seconds or fewer. The right benchmark for your team depends on your call volume, team size, and the expectations your customers have coming in.

What matters more than hitting a specific number is the trend. A Speed of Answer that creeps up week over week signals a problem worth investigating, even if the absolute number still looks acceptable.
